Job Overview
The Vice President of Global Customer Service is responsible for developing and leading the company's global customer service strategy, organization, and operations.
This role oversees customer service operations across multiple regions and markets, ensuring consistent service standards, high customer satisfaction, efficient issue resolution, and strong customer retention.
The VP of Global Customer Service serves as a strategic bridge between customers, service operations, sales, product, technology, and business leadership, ensuring that customer service capabilities support business growth and long-term customer relationships.
The position is accountable for global service performance, customer satisfaction, service quality, operational efficiency, customer experience, and continuous improvement.
Key Responsibilities
I. Global Customer Service Strategy
Develop and execute the company's global customer service strategy in alignment with corporate objectives and customer experience priorities.
Establish global service standards, operating models, service policies, and performance objectives.
Develop strategies to improve customer satisfaction, retention, loyalty, and overall service experience.
Ensure consistent customer service standards while allowing appropriate adaptation to local market requirements.
II. Global Service Operations
Oversee customer service operations across regions, countries, and business units.
Establish standardized processes for customer inquiries, complaints, technical support, order support, returns, escalations, and service requests.
Improve service efficiency, response times, resolution rates, and operational productivity.
Ensure appropriate staffing, resources, systems, and processes are available to support customer demand.
III. Customer Experience Management
Develop strategies to improve the end-to-end customer experience across all major customer touchpoints.
Monitor customer satisfaction, Customer Effort Score (CES), Net Promoter Score (NPS), service quality, and other customer experience indicators.
Analyze customer feedback and identify recurring service issues and opportunities for improvement.
Work with Product, Sales, Marketing, and Operations teams to improve the overall customer journey.
IV. Service Quality and Performance Management
Establish global customer service KPIs and performance standards.
Monitor metrics such as response time, first-contact resolution, average handling time, customer satisfaction, complaint resolution, service cost, retention, and escalation rates.
Develop executive dashboards and regular performance reports.
Identify performance gaps and implement corrective and continuous improvement initiatives.
V. Customer Support Technology and Digital Transformation
Lead the development and implementation of global customer service technologies and digital platforms.
Oversee the use of CRM, customer service platforms, knowledge bases, chat, self-service portals, automation, analytics, artificial intelligence, and other digital tools.
Identify opportunities to automate routine service activities while maintaining service quality.
Use data and technology to improve customer response, personalization, productivity, and service scalability.
VI. Customer Escalation and Issue Management
Establish global processes for managing complex customer issues, complaints, and escalations.
Provide executive-level support for major customer issues and strategic accounts.
Coordinate with Sales, Product, Engineering, Operations, Legal, and other functions to resolve critical customer problems.
Identify systemic issues and develop long-term solutions to prevent recurring problems.
VII. Cross-functional Customer Collaboration
Work closely with Sales, Marketing, Product, Engineering, Operations, Supply Chain, Finance, and Customer Success teams.
Ensure customer feedback and service insights are incorporated into product development, operational improvements, and business strategy.
Develop effective communication mechanisms between regional service teams and corporate functions.
Represent the voice of the customer in major business and product decisions.
VIII. Global Organization and Resource Management
Build and manage a global customer service organization across multiple regions and markets.
Establish appropriate organizational structures, staffing models, service centers, regional teams, and support functions.
Manage customer service budgets, external service providers, technology investments, and operational resources.
Optimize resource allocation based on customer demand, business priorities, and service performance.
IX. Customer Retention and Business Growth
Develop customer service strategies that support customer retention, loyalty, expansion, and long-term value.
Partner with Sales, Customer Success, and Account Management teams to identify customer needs and growth opportunities.
Use customer service data and feedback to identify opportunities for product improvements, additional services, and customer engagement.
Strengthen relationships with strategic customers and key accounts.
X. Leadership and Organizational Development
Build and lead a high-performing global customer service organization.
Develop regional customer service leaders, managers, team leaders, service specialists, and support professionals.
Establish talent development, succession planning, competency frameworks, and performance management systems.
Foster a culture of customer-centricity, accountability, responsiveness, collaboration, continuous improvement, and service excellence.
Qualifications
Education Background
Bachelor's degree or above in Business Administration, Customer Experience, Operations Management, Marketing, Communications, Management, or a related field.
MBA, Master's degree, or advanced qualification in Business, Customer Experience, Operations, or Management preferred.
Work Experience
Typically 18 years of experience in customer service, customer experience, customer success, operations, service management, or related fields, including 8+ years in senior leadership positions.
Proven track record of leading large-scale customer service organizations across multiple regions or international markets.
Strong experience in global service operations, customer experience management, service transformation, performance management, and customer retention.
Experience implementing CRM systems, customer service technologies, automation, analytics, and digital service platforms preferred.
Experience working closely with C-suite executives, Sales, Product, Operations, Technology, and regional business leaders preferred.
International and cross-cultural customer service management experience strongly preferred.
Strong leadership, strategic thinking, customer orientation, operational management, communication, problem-solving, and organizational development skills.
